Set up the work before handing over the calls

A good first conversation establishes the responsibilities on both sides. We need to know which questions are routine, which require a decision and how your team wants to receive the handover.

  1. Define the coverAgree channels, hours, likely volumes and the dates of an assignment. Identify the office contact who can approve changes.
  2. Prepare the contact guideRecord the greeting, service areas, booking rules, approved answers and escalation route. Write down what agents must not promise.
  3. Walk through typical enquiriesUse ordinary booking questions, a change request and an unresolved invoice enquiry to test the guide. Clarify ambiguous instructions before live cover.
  4. Begin with agreed checksReview early notes and handovers with your office contact. Amend the guide when a question recurs or a routing rule needs clarification.
  5. Keep the handover currentRecord outstanding actions, callbacks and changes to availability. Confirm who owns the next step before an enquiry is closed.

Quality checks that support the work

Review focuses on whether the enquiry was understood, the record is usable and the next action matches your instructions. A polite conversation still needs accurate details; a complete note still needs the right person to receive it.

Feedback is incorporated into the contact guide. Changes are dated so an agent can distinguish a new instruction from an older answer.

Access and customer information

Only the information needed for the agreed task should be available. Access to a mailbox, calendar or case system is defined with your team. Passwords are not sent in routine enquiry notes or copied into shared worksheets.

Urgent and uncertain enquiries

An escalation route identifies the person to contact, a backup and the response to use when neither is available. Agents do not improvise commitments about response times or technical outcomes.

Office cover is arranged within an agreed schedule. Northspan does not advertise an emergency line or unrestricted 24-hour support.
